If the articles in the help centre did not answer your question, you can write to the support team. The conversation does not run over e-mail: it runs on a support ticket in the help centre. Every ticket has a number, a status and a single page that holds the whole exchange. This guide explains where to open one, what each field on the form is for, the attachment rules and how to write a ticket that gets answered in one round.
You are probably here for one of these:
- You cannot find the support ticket screen.
- You are not sure how to fill in the fields on the form.
- You want to attach a screenshot but the file is refused.
- You wonder what the article list that appears while you type is.
- You want to know what to check yourself before writing in.
💡 Tip: Opening a ticket is not a last resort, but it is not the first step either. The checklist below takes a minute and answers most questions without a ticket.
Try these yourself first
The support team's first reply is usually one of these items. Checking them yourself saves days, not minutes.
- Search the help centre. Type the error sentence you see on screen exactly as it is. Articles are found by error text too.
- Refresh the page and sign out and in once. These two moves clear stale data left on screen.
- Check that the account is still connected. Most message, automation and statistics problems come from a dropped connection; see your account needs reconnecting.
- Make sure you have not hit a plan limit. A "plan limit reached" warning is not a fault; plan limit warnings shows which counter is full.
- Try another browser or a private window. If the problem is gone there, a browser extension or the cache is behind it.
- If you are a team member, ask the portfolio owner. Permissions and plan decisions belong to the owner; some screens may be closed to you.
If the problem survives all of that, open the ticket with a clear conscience — and write down what you already tried, because it shortens the first reply.
Open the support ticket screen
Support conversations live in the help centre, not in the panel. There are two ways in.
- From the panel: press the Help button in the top bar. Your session travels to the help centre with you; you are not asked for a password again.
- From the help centre: press My tickets in the header, then use the Open a support ticket button on that screen.
There is no password field in the help centre. If you have no session, you are sent to the panel's own sign-in screen and brought straight back to the help page you wanted. That way sign-in lockout, two-step verification and passkeys keep working in a single place.
⚠️ Note: When you cross over from the panel, the portfolio, the account and the screen you were on travel with your session. That is why opening the ticket from the screen where you see the problem is more useful than going to the help centre later: the team knows where to look from the first line.
There is one more rule here. When a platform administrator is viewing your account in "view as" mode, no ticket can be opened from that session — it is refused at the door. Every user message in your tickets is genuinely yours.
The form has five fields. None of them is decoration; each one exists so the team can come back to you faster.
Subject
The subject is between 5 and 120 characters and it is the single line that appears in the list, in the e-mail subject and in search.
- Good: "Automatic reply to Instagram comments is not going out — since yesterday noon".
- Poor: "Help", "Urgent", "Not working".
As you type, article suggestions appear underneath. The next section explains them.
Category
The category says which area the ticket belongs to. These are the options:

The category does not have to be right. Picking the wrong one does not hide your ticket; the team filters by category, so a correct pick only moves you along faster.
Account
If you have more than one connected account, pick the one the problem happens on. If you arrived from the panel, the account you had open is pre-selected. When the issue is not tied to a single account — billing, for example — you can leave this empty.
Description
The description is between 20 and 5,000 characters. One sentence is rarely enough; write four things:
- What happened — what you see on screen, including the full error sentence if there is one.
- What you expected — the result you thought you would get.
- When it started — the date, and the time if you have it. "Around 8pm yesterday" is already useful.
- Which account, which person — is it everyone, one person, or one account.
Add what you already tried and the first reply stops being "have you tried…" and becomes the answer.
💡 Tip: Do not make the team read the error off a screenshot alone — paste the text too. Written text can be searched; text inside an image cannot.
Attachments
A message can carry at most 3 files, each up to 10 MB, and only PNG, JPG, WEBP and PDF are accepted.
- If the screenshot is on your clipboard, you can paste it straight into the description box (Ctrl+V, or Cmd+V on a Mac). You do not need to save it as a file first.
- Video is not accepted. To show something that moves, take a few screenshots and describe the order in the text.
- ZIP, DOCX and XLSX files are not accepted. If you must send a table, export it as a PDF.
- File names are visible to the team, so make them mean something: "error-screen-1.png" beats "IMG_0093.png".
Attachments are not placed on a public address. Only the person who opened the ticket and the support team can open them, the link is not cached by the browser and it does not work as a shareable address.
⚠️ Note: When you take a screenshot, keep your customers' names, phone numbers and message content out of frame unless they matter. Send the smallest area that still shows the problem.
What the article suggestions mean
As soon as you start typing in the subject field, up to five articles are listed underneath. They come from the words you typed and are real articles in the help centre.
- If one of them solves your problem, press This article solved it. No ticket is created, the screen closes, and all that is kept is the fact that this question was answered by that article.
- The suggestions are not mandatory. You can open the ticket without looking at a single one; nothing blocks you.
- The list of articles you were shown is attached to the ticket. The team then knows you have already read them and does not send you the same page back.
- If the list stays empty, add a few more words to the subject; a single word does not search well.
What happens after you send it
- The ticket gets a number in the form DST-202609-0001. The number appears in the e-mail subject and on the ticket page, and typing it into the help centre's search box brings your ticket straight up.
- The status becomes Open and the ticket joins the support queue.
- A confirmation goes to your registered e-mail address.
- A context card is attached to the ticket without anyone asking you for it: your plan, your portfolio and account name, the channel type (Instagram or WhatsApp), the screen you were on in the panel, your language, your browser and operating system, and your account's recent channel errors and permission expiry. Only the support team sees this card, and it removes the whole "which account, which plan, when did it break" round trip.
- The ticket's priority (low, normal, high, urgent) is set by the support team; there is no such field on the form.

Other known issues and limits
- If you cannot see the "Open a support ticket" button at all, the feature may be switched off on your plan. You can still read and reply to your existing tickets.
- The number of tickets you can open in a day is limited, and that number comes from your plan. When you reach it, the screen tells you how many you may open.
- If you send the same subject twice within ten minutes, no second ticket is created; your text is added to the existing one. You do not have to refill the form out of fear that it did not go through.
- Tickets cannot be opened anonymously. The form does not appear without a session in the help centre; this is the rule that keeps the support channel free of fake tickets.
- Keeping many tickets open at once slows you down, because each one is answered separately. Collect related matters into a single ticket.
- No CAPTCHA is shown. Requiring a session already does that job.
Frequently asked questions
Do I need to register separately to open a ticket?
No. Your panel account works in the help centre as well; there is no second password or username.
Can my teammate see my ticket?
No. Only the person who opened the ticket and the support team can see a support conversation. Working in the same portfolio does not change that: the exchange may contain billing or identity details, so it is personal.
Can I change the subject or the category after sending?
The subject cannot be edited after it is sent. If you got it wrong, post a reply saying so; the team adjusts the category and the priority.
Can I add a screenshot later?
Yes. Write a new message from the reply box on the ticket page and attach it there. The limit of 3 files applies per message.
How long does a reply take?
Tickets are taken from the queue in order and no fixed response time is promised. The single biggest factor is how complete your first message is. The details are in support limits, scope and privacy.
What if I am asked for my password?
Do not give it. The MERKUVA support team never asks for your password, your verification code or your card details under any circumstances.
